Peterborough, NH-based list firm Millard Group has hired Gordon Cawthray as vice president of Connecticut operations. He had been vice president of Grey Direct’s MarketData Solutions subsidiary. Millard Group also named Judy Phillips account manager for AM/Direct, the group’s alternative media division. Phillips has alternate media experience, working with clients such as America Online and The Industry Standard. And Paddy Upton has been named account manager. Too Close for Comfort Depending on which surveys you read, online consumers now rank their concern for the security of their personal information above their concerns about the economy, who will win the upcoming presidential election, and the national level of violence.

What’s so confounding to the business community is that different consumers mean different things when they talk about privacy. Some define privacy as security; others are referring to marketing intrusion; and still others are talking about fraud or crime. But irrespective of their sophistication about the Internet, consumers are getting more vocal about their concerns, and it’s going to affect your bottom line if you don’t take their feelings into account. How each consumer defines privacy doesn’t matter as much as the fact that he may decide not to shop with you if he doesn’t feel safe at your site.

Newspapers, broadcast media, and general interest publications are ratcheting up fears about “Little Brother,” the business sibling to the ever-present, governmental Big Brother.

Reaction formation Research conducted by privacy expert Alan Westin for the publication Privacy and American Business shows that consumers are savvy enough to click away from Web sites where they don’t feel comfortable about information use. So decision makers had best stay on top of the privacy issue, even if they aren’t “Web-heads” themselves. (You might be surprised to know that eight out of ten executives I randomly canvassed over the last two days haven’t learned how to turn their browsers’ “cookies” setting on or off, and don’t know whether their browsers are currently set to accept them.)

Consumer reactions to the threat of invasion of privacy range from annoyance and anger to fear, but people generally express these categories of feelings:

They resent exploitation. Consumers do not want their “identity” or contact information bought and sold or bandied about in the open marketplace. They want more choice and control over how their name, address, telephone number, and e-mail address are used, shared, and profited from.

They feel intruded upon. Consumers want less, much less of the mail, telemarketing calls, and e-mail messages they haven’t asked for, although they are generally comfortable receiving things they’re interested in from companies they trust.

They object to surveillance. Once they understand it, most consumers resent being observed when they think they’re operating anonymously. Those who are aware of the practice tend to be disturbed by the compilation of clickstream and transactional data, particularly when it’s done by unseen third parties with whom they do not have a direct relationship.

They fear theft and other violations. And they recoil at the thought of unauthorized access, whether by hackers, by thieves, or by insurance companies and prospective employers who might seek to use sensitive, previously inaccessible information against them.

Company responsibilities So if you’re not in the midst of a rigorous review of your information use and privacy policy, start one. Now. Here are a few suggestions:

* Avoid subjecting customers to unnecessary information collection that may be in place because your Web site designer or host typically uses a technique as standard practice. If customers don’t see the point of registering their contact information when all they want to do is ask a question, look something up, or play a game, they’ll bail out of the site.

* Let customers know how the process works to avoid unnecessary disappointment. For example, if a customer’s browser is set not to accept cookies, send a message to explain whether cookies are necessary to complete the transaction. This is much better than letting a customer input four items only to abandon the shopping cart when she can’t get to the checkout screen. On the other hand, do give customers the choice of accepting your cookies while opting out of those set by third-party advertisers.

* If you use any passive information-gathering technologies that are not apparent to customers, let them know what information you’re collecting and how you intend to use it so that they can opt out of the marketing process if they wish. It’s only fair. And this way you avoid the public backlash that can occur when consumers find out something after the fact.

* Express your practices in plain language so that any visitor will understand why you want whatever information you collect and how you plan to use it. If you collect the information only for use during the session and discard it thereafter, or if this is a choice the consumer can make, by all means make it clear.

* Make your privacy policy easy to find and read. If consumers have to scroll down to find the link to your policy, they’re less likely to look. Believe me, this is not a good thing. (The Direct Marketing Association provides excellent guidance for developing or revising your privacy policy on its Web site, www.the-dma.org.)

* Sensitize all employees to consumer attitudes about privacy, security, and intrusion so they’ll be sure to manage any interaction with care and sensitivity. Train them to use every opportunity to be persuasive about why you use information the way that you do and to convert consumers to acceptance. For example, if you routinely ask callers for e-mail addresses as if it’s just one more rote question, many will say no. If you ask for addresses “so we can notify you about specials and closeouts,” and if the rep sounds enthusiastic, more customers will say yes.

* All customer e-mails that require responses about privacy should be individually reviewed and answered rather than processed by an auto-response system. It’s too risky to get the context wrong.

* Train your phone personnel to be gracious, not just compliant, with consumer requests for suppression. A respectful attitude goes a long way toward reassuring consumers that you will honor their request, and prevents callbacks or anger directed toward the rep or the company

Excess suppression The backlash about access to information is occurring because too many people are feeling exploited by the way businesses treat their personal information. Sooner or later, the effects of what happens online in terms of either consumer behavior or legislative restriction will cascade into the more traditional media channels. If we want to be free to contact consumers, we need to meet them at least halfway with openness about our practices, clarity about their choices, and rock-bottom respect for whatever decisions they make.
